Airlines Automate Nearly One-Third of Facebook Support Conversations

Airlines are now resolving 31% of Facebook direct-message inquiries through artificial intelligence, according to a new benchmark report from Emplifi. As global passenger volumes climb toward a projected 10.2 billion in 2026, the industry is leveraging automation to maintain response times up to 21 times faster than typical brands.

The report, The State of Airline Social Customer Care 2026, underscores a shift in how carriers manage the surge of digital interaction. While Facebook remains a primary hub for automated resolution, Instagram has emerged as the industry's busiest customer service channel, processing three times the direct-message volume of its competitor. This migration toward automated support is driven by a consumer base that prioritizes speed and efficacy over the nature of the responder.

Susan Ganeshan, Chief Marketing Officer at Emplifi, notes that successful airlines are not merely replacing human labor with machines. Instead, they are integrating AI to provide agents with deeper customer context and instant resolution for routine queries. With 51% of consumers reporting that resolution speed outweighs the identity of the responder, this hybrid approach aims to bolster service resilience during the peak travel windows that continue to test global aviation infrastructure.
